A negative review feels like an attack. The instinct is to defend, explain, or ignore. None of these responses serve your property well — and the way you respond to criticism is often more revealing to prospective guests than the criticism itself.
Here's the framework we share with every hotel operator we work with.
Respond within 24 hours
Response time is a ranking signal on most review platforms, and it signals to prospective guests that you're attentive. A review that sits unanswered for two weeks suggests either that you don't monitor your reputation or that you don't care. Neither is the impression you want to make.
Acknowledge before you explain
The most common mistake in negative review responses is leading with an explanation or justification. Guests who had a bad experience don't want to hear why it happened — they want to feel heard first. Start with a genuine acknowledgment of their experience before offering any context.
Be specific, not generic
Generic responses — "We're sorry to hear about your experience and will use your feedback to improve" — are worse than no response. They signal that no one actually read the review. Reference the specific issue the guest raised, even if only briefly. This demonstrates that you took the time to understand their complaint.
Take the conversation offline
For serious complaints, invite the guest to contact you directly to resolve the issue. This serves two purposes: it shows prospective guests that you take complaints seriously, and it moves the detailed back-and-forth out of the public forum where it can escalate.
The four-part structure
- —Acknowledge: "We're sorry your stay didn't meet your expectations, particularly regarding [specific issue]."
- —Own it (where appropriate): "This isn't the standard we hold ourselves to."
- —Context (brief, if relevant): "We've since [specific action taken]."
- —Invite return: "We'd welcome the opportunity to show you a better experience."
